Customer trends study leads to 15% increase in guest satisfaction scores for global luxury hospitality company

Posted by | Fuld & Company

Objective:

A multinational hospitality company aimed to enhance its brand competitiveness by gaining a deep understanding of the key consumer trends shaping the industry across Premium, Luxury, and Upper Luxury segments. The research also focused on how luxury hospitality competitors and adjacent industries are redefining high-touch customer experiences. The goal was to refine offerings, expand customer bases, and introduce unique, differentiated experiences to stand out in a competitive market.

Solution:

Fuld conducted a multi-phase study through comprehensive desk research to gather insights that would drive strategic decision-making across our client’s luxury portfolio.

  • Phase 1: Consumer Trends Analysis

Fuld carried out a comprehensive analysis of industry-wide consumer trends within luxury hospitality, focusing on how these trends manifest differently across the luxury tiers (Premium, Accessible Luxury, Upper Luxury). This included a detailed breakdown of macro consumer trends as well as HNWI-specific trends, particularly for Ultra-HNWIs and elite travelers. Additionally, trends were mapped by geographies (US, UK, Japan, Germany, China, Saudi Arabia) as well as consumer type (business vs. leisure).

  • Phase 2: Consumer Journey Mapping

In-depth research was conducted across 15 luxury hotels across all three segments, identifying unique initiatives for potential implementation. Customer journeys were mapped across 12 key stages, including pre-arrival, arrival, rooms and suites, and other key criteria. Competitors’ most unique offerings and innovations were analyzed at each stage, providing actionable insights to help the client tailor their services and meet evolving guest expectations.

  • Phase 3: Cross-Industry Innovation

Fuld explored adjacent industries—including High-End Retail, Wellness & Lifestyle Clubs, and Luxury Real Estate/Yachting—to uncover customer experience initiatives that could be integrated into our client’s portfolio. This positioned the client to set itself apart from competitors by incorporating fresh, differentiated ideas into its luxury services.

Through the combination of these project phases, Fuld conducted a comprehensive gap analysis to present the under explored trends within hospitality and pinpoint unique practices from adjacent sectors that were underutilized in the luxury hotel industry.

Outcome:

  • Fuld’s insights enabled the client to sharpen its brand messaging, positioning it more effectively against competitors.
  • The introduction of personalized wellness and sustainability packages led to new premium service offerings, significantly boosting average revenue per guest (ARPG).
  • By implementing segmentation-specific strategies, the client captured high-value customer segments, driving increased brand loyalty and market share.
  • Additionally, adopting some of the best practices from adjacent industries enhanced operational efficiency, resulting in a 15% increase in guest satisfaction scores.
  • Following the success of this engagement, the client has decided to partner with Fuld for bi-annual trend assessments to ensure they stay ahead of emerging trends in the luxury hospitality sector.
